Open with attention and clarity
Use the approved greeting, speak at a pace the caller can follow, and identify the reason for the call before reaching for a solution. Avoid multitasking that causes names or numbers to be missed.
Match the caller’s communication needs without mimicking emotion or rushing them. A calm, direct tone is usually more useful than scripted enthusiasm.
Listen before responding
Let the caller finish the initial explanation. Ask focused questions, confirm critical details, and summarize the request in plain language.
If a hold is necessary, ask permission and explain why. Return with an update rather than leaving the caller uncertain.
Use confident, accurate language
Confidence does not mean guessing. Representatives should distinguish what they know from approved information, what they can do now, and what requires another person.
Replace vague promises with specific actions: who will receive the message, whether a transfer is being attempted, or when the request enters the normal follow-up process.
End with a complete handoff
Confirm the callback number and any other details that determine the next action. Then summarize the request and state the next step before thanking the caller.
Quality review should look for accuracy, listening, manners, account knowledge, and a clear close—not simply whether the representative used a required phrase.
