Overview
Round-the-clock coverage works when the handoffs are explicit. This checklist helps an operations team prepare the decisions an answering-service agent needs and verify that the result works before callers depend on it.
Define scope and ownership
- Name an internal owner for the answering-service relationship.
- List the phone numbers, hours, and overflow conditions included.
- Separate routine, urgent, and emergency call types.
- Document which decisions agents may make and which require escalation.
Build the caller experience
- Approve the greeting and how the business name should be pronounced.
- Write the minimum questions needed for each call type.
- Provide plain-language answers for approved routine questions.
- Define how agents should respond when information is missing or a request falls outside the script.
Map delivery and escalation
- Choose the message destination for each call type.
- Set primary and backup contacts for urgent calls.
- Define the order, timing, and retry rules for escalation.
- Plan for nights, weekends, holidays, and temporary schedule changes.
- Confirm what happens when a transfer fails or no contact responds.
Prepare systems and safeguards
- Provide only the system access needed for the approved workflow.
- Confirm scheduling permissions, service areas, and booking constraints.
- Agree on handling for sensitive information, recordings, and message retention.
- Establish a controlled way to request and approve script changes.
Test, launch, and review
- Run test calls for every major scenario and at least one failed handoff.
- Verify names, phone numbers, message destinations, and on-call schedules.
- Tell internal teams what the service will handle and how to report an issue.
- Review early calls and messages against the approved flow.
- Set a recurring review for scripts, contacts, schedules, and recurring caller questions.
